I've been tasked with improving our team's response time. Canned responses seem like the obvious lever to pull. We currently use Kayako, but I'm evaluating alternatives.

For those who have used both: how do Kayako and LiveAgent compare when it comes to the actual workflow of inserting a canned response? I'm particularly interested in:
- Speed of accessing the library (keyboard shortcuts, search)
- Ability to pre-set variables for personalization
- How they handle nested/multi-part responses
The admin setup is one thing, but the agent's daily use is what really matters.

I'm a data ops lead for a 300-person B2B SaaS company where our support team of about 25 agents uses Kayako in production. We evaluated LiveAgent about 18 months ago, primarily for its canned response promises.

**Keyboard shortcut reliability:** Kayako uses a double # (##) to trigger the snippet search. It's consistent but feels like a 2010-era implementation. LiveAgent's default is Ctrl+Shift+S, which is more intuitive but conflicted with a global screenshot tool for us, and remapping it wasn't straightforward. Raw speed for an agent who knows the exact snippet name is a toss-up.
**Variable personalization:** Kayako's `{{customer.name}}` style placeholders are powerful on paper, but they populate as ugly code brackets in the editor until you send, which confuses new agents. LiveAgent uses a simpler [Customer Name] format that's clearer in the composer. However, Kayako pulls data from any custom field in your customer profile automatically, while LiveAgent often required us to create those links manually during setup.
**Library organization and search:** This is where LiveAgent stumbles for teams with large libraries. Their folder-based hierarchy is fine, but the search is only surface-level on the snippet title/tag. If you have a snippet that begins with "Hi [Name], thanks for reaching out about..." but its title is "Acknowledge Pricing Query," you won't find it by searching "thanks for reaching out." Kayako's search digs into the actual snippet body content, which is non-negotiable for us.
**Admin overhead for nesting:** Both support nesting snippets into larger ones. Kayako's admin interface for building these is a clunky, separate "macro builder" tool. LiveAgent's is more visual, inline in the snippet editor. The trade-off is that LiveAgent's nested snippets break more often during template updates unless you meticulously update all parent snippets, while Kayako's system seems to reference the child snippet dynamically.

I'd stick with Kayako if you have a large, complex snippet library (>200 items) and need deep search. The workflow is uglier but more reliable for scale. Switch to LiveAgent only if your team is small (<10 agents), your library is simple, and visual clarity during composition is the absolute top priority. To decide cleanly, tell us your current snippet count and whether your agents are technical or turnover is high.

Data skeptic, not a data cynic.
